How to read QA, adherence and AHT like a contact center leader

What do QA, adherence and AHT mean?

QA evaluates quality criteria defined by the operation. Adherence compares actual time in scheduled activities with the planned schedule. AHT measures average handling time, usually talk, hold and after-call work, according to the platform's definition.

Confirm the formula before comparing. Two reports may use different adherence calculations, and a change in after-call work can move AHT even when the customer conversation has not changed.

In what order should I read a scorecard?

Start with the operation: volume, contact mix, incidents, process changes and coverage. Next, review the team trend. Then drill down to the person and to intervals or contact types. Finally, open evidence, such as QA evaluations or interactions, before reaching a conclusion.

Look for repeated patterns. One low QA evaluation may be variation; the same failure across three interactions suggests a coachable behavior. High AHT with strong QA requires a different conversation than high AHT with weak QA.

How do I keep metrics from becoming punishment?

Enter the 1:1 with a hypothesis, not a verdict. Explain what you observed and ask what was happening. The agent may reveal a knowledge gap, a broken process, a slow system or a deliberate choice to protect the customer.

Choose a behavior the person can practice this week. 'Lower your AHT' is not actionable; 'summarize the reason for contact and confirm the next step before closing' is. Then agree on how you will measure the change.

How do I turn the scorecard into a coaching cycle?

On Monday, identify one strength and one focus per person. During the 1:1, explore the cause and agree on a practice. Throughout the week, observe evidence and give SBI feedback. On Friday, review the agreement and decide whether to continue, adjust or close the focus.

That flow connects the first wing of the Metodo FI to the other three. Scorecard analysis works when it changes the conversation and the behavior; if it only produces a report, it is not yet functioning as a leadership tool.

Which metric should I prioritize first?

Prioritize people, customer and compliance risk, then find the behavior with the greatest impact. There is no universal order for QA, adherence and AHT.

Can I compare agents handling different contact types?

Only after accounting for mix and operating conditions. Comparing different queues or complexity levels can create an unfair conclusion.

How many metrics should I bring to a 1:1?

Bring enough to explain the pattern, but one behavioral focus is usually more useful than reviewing the entire dashboard.
